When to use CES instead of CSAT
Use customer effort score to understand how easy a task felt: resolving a support issue, checking out, finding an answer, or getting started. CSAT measures satisfaction with that experience; NPS asks about recommendation.
Ask about one completed task, close to the interaction. Explain the ends of the scale. An agreement statement such as “It was easy to resolve my issue” has the opposite direction from a question asking how much effort was required.
- Remove repeated data entry and unnecessary handoffs.
- Check whether customers can find and understand self-service answers.
- Ask an optional follow-up about the obstacle, then compare the same task after improving it.
